La digitalisation du monde est en constante croissance ! Il faut savoir que le secteur du tourisme représente 52% de l’e-commerce mondial, avec un volume de transactions d’environ 18 Mds d’euros. A titre d’illustration de l’importance que la digitalisation peut revêtir pour une compagnie aérienne comme Air France, voici quelques chiffres : en 2016, pour 93 millions de passagers transportés, elle recevait déjà 250 millions de visites sur son site web et vendait en ligne un billet toutes les cinq secondes sur une centaine de marchés. Ses 150 conseillers sociaux dans le monde qui répondaient 24 heures sur 24 en neuf langues, géraient 9 millions de fans, dont 7 sur Facebook et 5 000 interactions par jour. Internet et le self-care ont entamé la marche. L’IA (intelligence artificielle) va encore plus loin dans le sens où plus de demandes et besoins clients peuvent être maintenant satisfaits par la machine. Cela est rendu possible par l’apport d’information remontée par l’humain et l’analyse qu’il en fait qui permet d’améliorer le fonctionnement de la machine grâce à un système d’apprentissage continu. Il faut bien sûr, en amont, en se basant sur l’analyse de l’expérience client, déterminer les besoins et décider où il est pertinent d’apporter de la valeur ajoutée pour le client. On a tendance à opposer parfois la machine à l’humain. En fait, il apparaît que l’utilisation de l’IA dans le domaine du tourisme et du transport aérien n’induit pas la disparition de l’humain. Au contraire, l’IA permet de le décharger d’une bonne partie de tâches répétitives ou administratives, à moindre valeur ajoutée et chronophages. Ainsi, Air France a mis en service, comme tant d’autres compagnies aériennes (Lufthansa, Vueling, Transavia ou Finnair, par exemple), son chatbot, baptisé « Louis » qui est disponible sur Messenger mais aussi directement via la page FAQ bagage de son site. Ce « bot » est connecté aux systèmes d'Air France, permettant de fournir le statut d'un bagage retardé ou encore la franchise bagage allouée aux passagers. Une redirection vers un conseiller n’est prévue que dans le cas où le « bot » ne sait pas répondre à l’utilisateur. Les missions principales des nouvelles technologies sont de faciliter les process, d’unifier l’information (du fait des politiques multicanales) et de trier de la donnée. Tout l’enjeu est d’atteindre la « convergence » : il est nécessaire que l’empathie et la bienveillance de l’humain, mises au service de l’expérience client, soient soutenues par la force de calcul de la machine. Le succès dépendra de la capacité de l’entreprise à jouer sur cette complémentarité. L’art du Marketing c’est de faire la bonne proposition au bon client au bon moment... et au bon prix. C’est devenu la norme. On utilise ainsi des logiciels de relation client qui permettent de dessiner des scenarii cohérents et efficaces pour atteindre nos cibles. Mais cela ne surprend plus le client … à peine agacé de trouver dans sa boîte mail une proposition de voyage dont il a à peine commencé à concevoir le projet dans son esprit en ébauchant des recherches sur le net. A la longue, ces messages ne sont même plus lus. Alors, à l’heure du zapping, comment une compagnie aérienne peut parvenir à capter l’intérêt du client qui l’intéresse ? L’enjeu étant actuellement la capacité à créer une émotion chez son client final, il faut parvenir à créer une relation unique avec lui : lui offrir l’expérience attendue, bien sûr, basée sur ses rêves et passions, sur ce qui le fait vibrer. La différenciation et la personnalisation sont les maîtres mots. Le net permet de toucher un large public pour amener ensuite les clients les plus réactifs dans une relation individualisée. Les nouvelles technologies le permettent ; mais ce qui va compter réellement sera le partage de valeurs, l’interaction, la confiance mutuelle. Une étude révèle qu’un e-mail personnalisé génère 30% de clics de plus qu’un e-mail banalisé. On peut comprendre alors que l’accroissement des revenus passe par cette personnalisation.
